CUSTOMER ACCOUNT / ATTRIBUTED EVIDENCE
What this case establishes
This is a commercial publisher’s customer account. Roseram checked the source and wrote the analysis; it did not interview the customer, run the product, audit the figures or establish that AI caused the reported business result. The pilot below is a proposal, not a completed experiment.

Assembled: the documented workflow
Anthropic’s Assembled account describes Assist using Claude within support operations and reports customer-satisfaction, escalation and agent-productivity improvements. The measures concern different parts of the workflow. They remain attributed outcomes rather than a promise that adding automation will produce the same staffing or customer result.
The mechanism worth examining
A handoff is a product moment. The customer should not need to repeat a problem because one system finished and another began. Preserve a concise factual summary, attempted steps and the reason escalation was necessary. The receiving agent needs that context plus ownership of the next action. Automation is more useful when it improves continuity around the case, not only the speed of the first answer.
The implementation decision
Map the existing human queue and decide where the automated step stops. Separate routine information from decisions requiring a trained person. Choose an escalation category that has a named owner and a reasonable response expectation. Measure customer effort across the whole journey, including repeated explanations and time waiting after the bot has transferred the conversation.
Where the workflow can fail
A bot can reduce escalations by refusing to transfer people rather than by resolving cases. It can also produce a confident but inaccurate summary that biases the receiving agent. Sample handoffs against the original conversation and keep disputed facts labelled. When the human queue is unavailable, the system should explain what happens next rather than presenting the transfer as immediate assistance.
A practical evaluation, designed for this use case
Use controlled cases requiring one factual answer and then an exception. Verify the receiving agent sees the relevant context and can continue without restarting. Track summary accuracy, escalation delay, repeated customer effort and eventual resolution. Compare equivalent workloads before interpreting changes in cases-per-hour as a financial saving.

The decision matrix
Original evaluation criteria for this workflow. These are questions to test, not results measured by Roseram.
| Decision | Evidence to collect | Stop or revise when |
|---|---|---|
| Escalation quality | Owner and context preserved | Lower escalation means blocked transfers |
| Summary accuracy | Original facts independently checked | A model summary invents a conclusion |
| Customer effort | Full journey measured | Only bot response speed is reported |

Questions this case answers
Are fewer escalations always better?
No. They are beneficial when customers receive correct resolutions, not when access to a human becomes harder.
What belongs in a handoff summary?
Verified facts, attempted actions, unresolved questions and the reason for transfer.

Operator takeaways
- Treat handoff as part of the product.
- Audit summaries against source.
- Measure customer effort end to end.
